Description
The Tech Support Senior Rep, with moderate supervision, provides tier 2 and tier 3 support for incidents, change requests, and how-to questions at the IT Employee Helpdesk.
This role offers advanced troubleshooting assistance to staff for hardware and software used by the Company.
They manage IT projects and portfolio items at the IT Customer Service Level, conduct initial assessment, triage, research, and resolution of tier 2 and tier 3 incidents related to application software, hardware, and infrastructure components.
Efficiently handles tier 3 incidents and requests, escalating unresolved issues promptly and ensuring superior customer service through phone interactions.
Acts as a liaison between agents, policy owners, and business departments, supporting operational tasks for timely processing and application accuracy. Collaborates with architecture and operations teams for optimal technology lifecycle management.
Delivers advanced technical support via phone, chat, email, and web interfaces to both internal and external customers on software, hardware, business processes, and services.
Focuses on enhancing customer service and achieving higher first call resolution rates. Gathers support information and assists in resolving tier 2 and tier 3 incidents, change requests, and how-to queries reported to the IT Employee Helpdesk.
Contributes to the development, revision, and documentation of standards, process improvements, policies, procedures, and provides training where necessary.
Offers subject matter expertise, training, technical aid, and support to the IT Help Desk and project teams, as well as other IT departments.
Acts as a resource and relationship manager for various business units, including IT, Data Center, and external IT vendors supporting the Client Services Area.
Provides coaching and mentoring to lower-tier support staff and participates in Disaster Recovery tests and consultations with Business Units requiring technical guidance. Requires at least 3 years of IT support experience in managing multiple system environments. High School Diploma or equivalent experience is necessary.
